What is NPS? How does it work?

An NPS survey consists of a single question: How likely would a customer recommend a brand/product to their friend or colleague? Customers must choose a number between 0-10.

  • Customers who answer the question with 9โ€“10ย are your promoters. Theyโ€™re extremely pleased with your products and service, and are glad to recommend you to their peers. Their word of mouth will be invaluable for your business โ€” these are your advocates!
  • Customers who answer the question with 7โ€“8ย are passives. These customers are satisfied with your service, but not happy enough to be considered promoters. Their impact on your business is neutral.
  • Customers who answer the question with 0โ€“6 are detractors. They are more likely to hurt your business than help it. Our take: Qualtrics makes an NPS template freely available for their software. However, this option will probably only work well for smaller businesses, given the 500 response limit.

10. Textline

Textline is a business texting service designed to allow customers to text customer service and support with their queries, and your business to quickly mass-text customer surveys and relevant updates. So, itโ€™s not a dedicated NPS software, but NPS is one of its features.

As Textline is SMS-centric, its NPS surveys can only be sent via text. It forwards each response to customer support for quick action and allows you to โ€œtagโ€ significant and common responses to take action on, to resolve recurring issues.

You can view the updates to your NPS in real time, and check your score metrics over time. Textline does not specify if you can customize the wording of your survey, and as itโ€™s text-based, thereโ€™s no real room to customize the surveyโ€™s appearance and branding.

NPS software is any tool that enables you to send NPS customer satisfaction surveys and collects the responses on a single platform. By streamlining the entire process, your business can send out an online survey at the optimal time, receive reports on the responses, and better analyze customer feedback to improve your business.

While the standard NPS survey only includes a single question, many NPS software tools allow you to send follow-up questions based on the initial response. How can you determine which NPS software is best for you? Of course, you want to pick NPS software that has high ratings and reviews. But even before that, it’s important to determine what features are most important to you, and what features you can pass on.

Here are some questions to ask as you evaluate NPS software tools:

  • What survey mediums can the software run on (email, mobile, web, SMS, etc.)?
  • Does the software handle other types of customer satisfaction surveys, aside from NPS surveys?
  • How many surveys does the software allow you to send out? How many responses can you collect?
  • Does it let you send out different follow-up surveys based on their initial response?
  • Can you run multiple surveys at once for different customer segments?
  • Does the software notify you whenever you get an NPS survey response, so you can take the needed actions to retain customers?
  • Does the survey let you customize or add your own branding?
  • Are there engagement features to help increase response rates?

DIY alternatives to NPS software

Although all brands can benefit from running an NPS survey, most NPS software tools tend to be on the expensive side. The recurring cost of an NPS SaaS may not be feasible for startups or smaller businesses.

Fortunately, there are less expensive (or free!) ways to measure your NPS. In fact, your business may already be using tools that can easily run your NPS surveys. For example, Cognito Forms, SurveyMonkey, and other survey or form-building software can easily be used to create NPS surveys. (Some of these platforms even offer pre-built NPS templates.)

Of course, you wonโ€™t be able to automatically send out NPS surveys as easily, or be able to customize your follow-up questions based on the initial score. Youโ€™ll also have to calculate the overall NPS score on your own. However, youโ€™ll be able to collect as many responses as you want without being constrained by the limitations of free NPS software plans.

After you choose your survey or form-building software, follow these steps to build your own DIY NPS survey:

Step 1: Your first survey question should be the standard NPS question: โ€œHow likely are you to recommend [brand, company, product, or service] to a friend or colleague?โ€

  • The available answers to this question should be the numbers 0-10.
  • In the survey, be sure to tell your customers that โ€œ0โ€ means โ€œnot at all likely to recommendโ€ and โ€œ10โ€ means โ€œmost likely to recommend.โ€

Step 2: Your second question is your follow-up, where your customers can give context about their score.

  • The question must always be open-ended and mandatory, so you can get as much insight into your customer’s experience as possible.
  • A standard question is: โ€œWhat is the main reason that you gave this score?โ€ But you con also ask โ€œHow can we improve your experience?โ€

Step 3: Once you publish the survey and gather responses from your customers, itโ€™s time to interpret your results and calculate your NPS score.

To calculate your NPS, find your percentage of promoters and percentage of detractors. Then, subtract the percentage of detractors from the percentage of promotersย to obtain your NPS score. (The NPS is expressed as a whole number, not a percentage.)
